From reactive to pre-emptive: the next phase of customer engagement

For many years, speed has been the defining metric of customer service in banking. Faster response times, reduced call handling, and streamlined digital journeys have all been central to improving experiences.

However, as customer expectations evolve, speed alone is no longer a differentiator. Increasingly, leading banks are shifting focus, from responding quickly to anticipating needs earlier in the journey.

This transition towards pre-emptive service represents a more fundamental change: moving from reactive, channel-based interactions to real-time, journey-level orchestration that identifies and resolves issues before they escalate.

Why traditional service models are reaching their limits

A key theme throughout the discussion was that many of the most significant customer pain points are not major failures, but smaller moments of friction.

Unclear next steps, stalled processes, and repeated actions often create uncertainty and increase effort, ultimately driving abandonment or unnecessary contact.

Traditional performance metrics such as CSAT, NPS, and average handling time provide a retrospective view of these issues, but offer limited ability to intervene in the moment.

Advances in AI and real-time data processing are beginning to address this gap. Behavioural signals, such as hesitation, repetition, or drop-off, can now be detected as they occur, enabling more timely and targeted intervention.
